Core Responsibilities
Primary Functions
- Manage inbound borrower and third-party inquiries by phone, email, and secure messaging; research loan records and provide clear, empathetic responses that resolve servicing questions and escalate appropriately.
- Process and post borrower payments (principal, interest, escrow) accurately and timely in the servicing system, reconcile payment transmittals, and resolve unapplied/unidentified payments.
- Perform monthly and annual escrow account analyses, prepare escrow disclosures, calculate escrow shortages/surpluses, and manage escrow disbursements for taxes and insurance in accordance with RESPA rules.
- Evaluate hardship requests and administer loss mitigation programs including loan modifications, repayment plans, forbearance agreements, short sales, and deed-in-lieu procedures while documenting borrower eligibility and decision rationale.
- Initiate, monitor, and coordinate pre-foreclosure and foreclosure proceedings, ensuring adherence to state law timelines, investor directives, and internal policy; coordinate with external counsel and trustees.
- Manage bankruptcy cases affecting mortgage loans: prepare proofs of claim, respond to bankruptcy notices, coordinate with bankruptcy counsel, and implement court-ordered actions while maintaining accurate system notes.
- Prepare, review, and deliver required regulatory and investor notices and disclosures (billing statements, CPI, TILA, RESPA, escrows, loss mitigation denials) with strict adherence to timing and content requirements.
- Maintain accurate loan servicing records by updating payment history, loan statuses, investor codes, and modification documentation in servicing platforms (LoanServ, MSP, FICS/Black Knight or equivalent).
- Perform routine and ad-hoc investor reporting, remittance processing, pooling and transfer transactions, and reconcile investor accounts to ensure accurate investor payments and reporting.
- Execute charge-off, bankruptcy discharge, and REO transition workflows including coordination with real estate agents, asset managers, and property preservation vendors.
- Conduct quality control reviews of servicing actions and documentation for compliance with internal policies and regulatory requirements; prepare remediation plans for identified issues.
- Reconcile servicing system data to investor statements, sub-servicer reports, and general ledger accounts; identify variances and drive resolution with accounting and investor services teams.
- Work cross-functionally with underwriting, loan boarding, post-closing, legal, title, escrow, and vendor partners to resolve complex servicing problems and support smooth loan transitions.
- Prepare and deliver detailed management reports and servicing KPIs (delinquency trends, cure rates, loss mitigation outcomes, REO timelines, foreclosure inventory) to leadership and stakeholders.
- Coordinate vendor selection and oversight for foreclosure counsel, default title, property preservation, and loss mitigation vendors; monitor SLAs and vendor invoice accuracy.
- Support system implementations, conversions and data cleanses—validate loan-level data, participate in user acceptance testing (UAT), and document business requirements to preserve servicing continuity.
- Research and interpret investor guidelines (GSEs, private investors, Ginnie Mae, FHA, VA) and apply investor-specific servicing rules to fulfillment and reporting.
- Ensure compliance with consumer protection laws, state statutes, investor requirements and internal policies; respond to regulatory exams, audits and HMDA/RESPA sampling requests.
- Draft and execute account-level remediation, borrower restitution, or repurchase workflows following audit findings or regulatory direction.
- Track and manage escalations, disputes, and complaint resolution through platforms such as CFPB complaint portal, maintaining audit-ready case files and root-cause analyses.
- Train and mentor junior servicing staff on system workflows, compliance standards, loss mitigation best practices, and client service excellence.
- Maintain confidentiality and security of borrower data while participating in data governance efforts and enforcing secure file handling practices.
- Support special projects including process automation, policy updates, and continuous improvement initiatives to reduce cycle times and cost-to-serve.
