Core Responsibilities
Primary Functions
- Conduct end-to-end process mapping and workflow analysis for core operational processes, documenting current-state inefficiencies and defining future-state processes with measurable KPIs to reduce cycle time and increase throughput.
- Lead root-cause analysis for recurring operational issues using data-driven techniques (Pareto analysis, 5 Whys, regression) and propose prioritized remediation plans with expected impact and ROI.
- Design, develop and maintain operational dashboards and management reports (Power BI, Tableau, Looker) that track daily/weekly/monthly KPIs, trends, SLA adherence, and capacity utilization for leadership and frontline teams.
- Build, validate and automate regular operational reports using SQL, Python, R, Excel (including Power Query and VBA) or ETL tools to reduce manual reporting time and improve data accuracy.
- Partner with cross-functional stakeholders (Operations, IT, Finance, Customer Success, Sales) to translate business requirements into technical specifications and actionable project plans for operational system enhancements.
- Manage and coordinate end-to-end implementation of process improvement projects and small-to-medium system upgrades, including scoping, requirements gathering, UAT coordination, training, and change management.
- Analyze volumetrics, demand patterns and resource utilization to create staffing models, forecast capacity needs, and recommend schedule adjustments to meet service-level targets and reduce backlog.
- Establish and monitor SLAs and operational metrics, produce weekly operational performance reviews, and present findings and actionable recommendations to senior management.
- Evaluate current systems and tools (ERP, CRM, WFM, ticketing systems) to identify feature gaps, recommend configuration changes, and partner with IT or vendors to implement solutions.
- Develop and maintain standard operating procedures (SOPs), runbooks and playbooks for operational teams, ensuring documentation is current and accessible and that process changes are effectively communicated.
- Conduct cost-benefit and impact analyses for improvement initiatives, quantify expected savings or revenue protection, and prepare business cases and executive summaries to secure funding or prioritization.
- Lead continuous improvement initiatives (Lean, Six Sigma, Kaizen events) to streamline operations, eliminate waste, reduce errors and improve first-time-right rates across operational workflows.
- Serve as a subject matter expert for data quality, ownership, and governance in operational datasets, performing data validation, anomaly detection, and reconciliation between disparate systems.
- Coordinate with vendor/third-party providers for operational integrations, SLA enforcement, and issue resolution while maintaining contract and performance documentation.
- Support automation efforts by identifying repetitive manual tasks, scoping RPA or scripting opportunities, and collaborating with automation engineers to deliver robust bots and scripts.
- Facilitate cross-functional working sessions and daily/weekly stand-ups to ensure alignment on operational priorities, risk mitigation, and escalation paths for incidents affecting business operations.
- Design and execute A/B tests and pilot programs to validate process or system changes, analyze results statistically, and recommend rollouts or iterated improvements based on outcomes.
- Provide detailed scenario analysis and sensitivity testing for process changes, pricing or policy changes to ensure operational readiness and to surface potential unintended consequences.
- Drive continuous monitoring and improvement of quality control programs, including audit sampling, error rate tracking, root cause remediation and preventive controls to reduce rework and compliance issues.
- Create and deliver training materials and workshops for new processes, system features or operational playbooks to ensure consistent execution and reduce ramp time for new hires.
- Maintain a prioritized backlog of operational improvements and analytics requests, using agile principles to scope, estimate, and deliver high-impact items in collaboration with product and engineering teams.
- Participate in incident post-mortems, capture lessons learned, update incident response procedures and implement corrective actions to prevent recurrence and shorten time to recovery.
